One of the best life lessons I ever learned was while I was working as a server at Union Square Café in New York City. The restaurant was famous for its founder and owner, Danny Meyer, whose book Setting The Table redefined the American public’s understanding of hospitality to move away from a model where “the customer is always right” to “the customer and us are in relationship with one another, and there’s an opportunity there.” That idea manifested itself through the principle of “Kill them with kindness.” If we had a guest who was unreasonably difficult and it was clear they were misguided or just plain wrong, we would collaborate as a team with management to go above and beyond to make sure our service was above reproach. The level of service we would offer to that guest was so high, it literally left them in a state of silent shock. I’ve tried to apply this principle outside of the restaurant industry with limited success, but the impact of seeing how it can change people’s behavior almost instantly, has left an indelible mark on me and serves as a consistent reminder to go above and beyond to make even the most difficult of experiences and situations a success, even if success means they don’t ever come back.
